Resolve to Steady State

A customer with five open cases in three queues and a stalled project does not experience our org chart. They experience one problem: that we are not handling it. The answer I built for that in 2017, and carried to two more companies after, is a play with a plain instruction at its heart — "over the course of the next seven to thirty days, resolve to steady state." It is now on the shelf as The Success Initiative: a manual, and a tracker that keeps the clock.

The play is simple to say and hard to do well. Customer Success gathers everything open on the account into one engagement, opens it with a structured call, and puts it on one page both sides sign: what is in scope, who leads on each side, and the state that ends it, in the customer's words. Then three verbs for every item — evaluate the root cause, assess the impact on their business, synthesize options with a recommendation — so that every decision lands back in the customer's court with what they need to make it. Every reactive item runs on 1-3-7: acknowledged the same day, a consolidated and actionable plan within three, a major update or the resolution within seven. And it ends only when the customer says it is over.

When I taught it in 2018, I ranked it honestly: the Business Review is the highest-value motion in Customer Success, and this is the lowest — the one you can spend the most time on. That is why the manual ends with four measures and why the best of them is that you need the play less. Eleven pages, free to use with attribution, with the tracker beside it.
